Özet:

İçerisinde bulunduğumuz otomotiv pazarı zor bir rekabetin yaşandığı belirsizliklerle dolu çalkantılı bir ortamdır. Otomotiv sektörünün ülkemiz ekonomisinin belkemiğini oluşturduğu ve son yıllarda sektörde satış rekorlarının kırıldığı bir gerçektir. Sektörde sürekli olan bu değişim ve kalite artışına bağlı olarak, müşterilerin de beklenti, davranış ve düşünceleri de aynı hızda değişmektedir. Bu durum trafiğe çıkan araçların sayısındaki artışın yanı sıra niteliklerini de değiştirmekte ve aynı zamanda servis gereksinimlerini de arttırmaktadır. Sürücüler araçlarının teknolojik donanımları arttıkça servislerden daha kaliteli hizmet sunmalarını beklemekte ve seçici davranmaya başlamaktadırlar. Bu çalışmada AB standartlarına ulaşma çabalarında olduğumuz şu günlerde satış sonrası hizmet sektörünü oluşturan yetkili veya yetkisiz servislerin servis yönetimi ve çalışanlarının teknik ve davranış kaliteleri araştırılmıştır. Diğer yandan müşteri memnuniyetini araştırmak üzere taşıt kullanıcıları üzerinde de bir araştırma yapılmış ve bu araştırma verileri diğerleriyle kıyaslanarak ülkemizde servis – müşteri profili ortaya konulmuştur. Ortaya çıkan tablo irdelenerek genel sorunlar üzerinde çözüm önerileri sunulmuştur. Otomotiv servislerinden hizmet alan müşterilerin memnuniyetinin araştırmasına yönelik yapılan bu çalışma ürüne yönelik olmayıp hizmete yönelik bir çalışma olmuştur. Bu çalışmayı yaparken anket araştırmasından yararlanılmıştır. Anket sonuçları Analitik Hiyerarşi Süreci (AHP) yöntemiyle değerlendirilmiştir. Anket uygulaması işyeri sahiplerini, serviste çalışan personeli ve müşterileri kapsamıştır. Her üç gruba da sorulan soruların hepsi birbiri ile eşlenik olacak şekilde hazırlanmıştır The automotive market we find ourselves in is a rough environment full of uncertainties and tough competition. The automotive sector makes up the backbone of our country’s economy, and in recent years has broken sales records. The constant changes and rise of quality standards in the sector, links to the same rate of change in customer opinions, behaviour and expectations. These circumstances lead to a rise in numbers of vehicles used on the road, as well as the increase in quality and at the same time, the increase in service requirements.. As the technological capabilities of their vehicles increase, drivers are becoming more selective and expecting a better quality of service. In this study, the after-sales service sector (struggling to reach European Union standards) of authorised and unauthorised services, their service management, and the quality of techniques and behaviour of employees, has been investigated. From another perspective, in order to find out the customer satisfaction, an investigation took place on vehicle users, which was used to draw up a service – customer profile in the country, when compared with the rest of the findings. The table produced from this was thoroughly analysed and suggestions of solutions for the main issues have been presented. The investigation aimed at the customer satistaction of automotive services users, was not from a product perspective, but from a service perspective. This study has benefited from a research survey. The findings of the survey have been evaluated using the Analytic Hierarchy Process (AHP) method. The implementation of the survey covered the business owners, employees who work at the services, and their customers. All questions aimed at the three groups have been chosen to interlink with each other. July, 2006 Mehmet OKKALI
